Jewellers Strike, Jeff Bezos and Achchhe Din

Jewellers in India were on strike for nearly six weeks. They are asking the Govt. Of India to remove 1% Excise Duty levied in the budget this year.
Today in the Parliament Shiv Sena MP Arvind Sawant recommended the Govt. to consider their requests and remove the duty. Customer Feedback ? What , Why , Never !!

I am a customer of two of the largest private sector banks, one PSU bank, largest credit card company , some insurance companies, public utility companies , telecom companies and one thing is common in them ;  

NO Companies have asked me for any feedback ever or for last many years.  

I visited one recently open but popular restaurant and along-with the bill there was small crisp feedback form. Now everything happened precedent to the feedback form was almost perfect. Ambiance, food quality, customer service, attentive staff, clean & perfumed washrooms, food on display , presentation, menu card , light music & including valet parking etc.  Barring a few elements which could have made the experience delightful , everything was perfect. 

After a near perfect show when they are asking for feedback they are aware that they have done their best however still wish to know where they misused and open to improvements. They are aware they are living in times of Zomato. 

Companies those who know power of social media have stared improving their customer experience. However likes of some (no, many many) companies mentioned on top of the blog still think that they are doing good without even seeking customer feedback. 

Customer feedback is not only the MOST powerful tool but is the business critical tool. It tells you whether you are meeting the expectations for whom you are in existence. Jeff Bezos , customer experience champion CEO of Amazon.com, says " don't just listen customers, understand them." How would you do that without asking them? 

Customer feedback gives great insight, it makes customer feel you care, and acting on the feedback certainly adds value to the business. 

When the enterprise is concerned about feedback they will perform well in the first place and even if they have failed somewhere they will know from the feedback. Customers' anger will also dilute after filling the feedback form.  

When was the last time your enterprise has taken customer feedback? No excuse for B2B companies.

Inverted 30 : 70 Ratio - Customer Experience

Writing is like a pregnant lady. Till the time u deliver (write) u r restless. 

Today I met a ED of one of the industry chambers in Mumbai. 

Agenda: Customer Experience for their Members

One more management jargon was his initial reaction. 

Well a big NO. 

All earlier version of business performance improvements were internal & limited focus like - TQM, Six Sigma, BPR, Lean, TOC - all are fine but these projects are never worked keeping CUSTOMER @ d center.  

One can argue that six sigma and lean or for that matter TQM are obviously for the customers. However its not. Everything is to work on improving internal efficiency and productivity. Its necessary but not sufficient. 

Unless the organisation as a whole looks in one direction i.e. Customers, unless everyone is aware about impact of their action or inaction on the customer experience, unless internal massive projects are touching customer experience  at all the touch points, unless customer experience is designed keeping in mind end to end touch points in mind, unless one single person responsible for end to end customer experience, they are not customer focused projects. 

Why its not only important but critical because : 

Delightful and Memorable Customer Experience  =  Repeat and referred customers, sharing the experience on social media channels (bad experience travels faster on this channels), lowering sales and marketing cost , increase in margins and sales, brand loyalty and rise of brand advocates. 

Its the ONLY way , to create blue ocean in otherwise red ocean business land(water)scape. 




"If the optimal business decision in the old world was too  spend 30 percent of your time, energy, focus, and dollars on building great customer experience, and 70 percent of your time, energy, focus, and dollars on shouting about it, today that's inverted. Today, the optimal thing to do is to spend 70 percent of your time, energy, focus, and dollars on building great customer experience and 30 percent shouting about it."



Next question is - HOW? {  when and why are now obvious
